You Can Always Go, Downtown!

This was fascinating to me at work this week...

I learned how people perceive who sits where and what it means to them.

They even come up with naming conventions for it.

So where (some) of the managers sit, that's called "The White House."

If you turn around and go towards the other end of the building, that's called, "downtown."

And crossing the hallway, past the elevators, that is called, "across the bridge,"

Clearly, the culture of each of these areas within the very same building can be completely different--some may be upbeat, friendly, and productive, and others not so much so or even the opposite with the folks running and screaming, "Get me outta here!"

The message...where people sit and even who sits next to whom is a big deal. 

Where you sit can indicate power, alliances, what is getting done, and at the other extreme who is on "the outs."

Like in the movie, Office Space,  when the guy with the red stapler is moved with his desk and all into the caverns of the building--basically to rot because management didn't quite like him. 

Often people who are in disfavor aren't fired, they are simply put in cherem--excommunicated--and to die a slow and painful career and emotional death. 

On the other hand, those who are the shining stars of the organization get moved to a higher floor, with a better view, possibly a corner office, and near the boss--aha, you're needed!

At work, I suggested a little enterprise architecture challenge to look at the three office areas: White House, Downtown, and Across the Bridge and to define the culture of these--what they are and also what do we want them to be for the people and how can we change to get there. 

No one should feel alienated, "less than" (as human beings), or put out to pasture (if they can be and want to be salvaged). 

The messages that are sent to people by assigning fancy titles, fatter paychecks, providing bigger and more luxuriously adorned offices is a form of performance management (reward and punishment)--but remember that those downtown or across the bridge--who may feel underutilized and not valued in the organization, may become the aggrieved marauding mobs that want to take the proverbial "kings head."

While there are differences in where people are at in their careers and where they sit, generally-speaking advancement and mobility should always be based clearly on fairness, equal opportunity, and respect and dignity for all people regardless of race, color, religion, sex, etc. No one should be sitting in the leaky basement!

Also, sometimes it really is just "the luck of the draw" where people end up--truly--where G-d provides the right opportunity, you have the right skill set, those involved have the right personalities "to click", and it's at the right time "to work out.".

What was also interesting about this to me is that one's persons White House is another person's downtown or across the bridge--it's all relative and we are all part of the carnivorous food chain. 

Just to share something personal for me at work is that one thing that I do when setting up a meeting is that I never put in the meeting notice that the location is my office, but rather, I put it down as "my space," because some people don't have offices, but rather cubes, and I don't want to make anyone feel bad. 

In the end, it's all G-d's space!  ;-)

You Can't Hide Your Feelings


You can try to hide your feeling, but it won't work...

Your emotions are now an open book to anyone with facial-recognition software, such as from Emotient, Affectiva, and Eyeris.

This video from Emotient shows examples of Dr. Marion Bartlett demonstrating very well how the system is able to pick up on her expressions of joy, sadness, surprise, anger, fear, disgust, and contempt. 

From broad displays of emotion to subtle spontaneous, natural displays, to micro, fast and involuntary expressions, the system detects and clearly displays it. 

Described in the Wall Street Journal, the software, in real time, successfully uses "algorithms to analyze people's faces" and is based on the work of Dr. Paul Ekman, who pioneered the study of facial expressions creating a catalog in the 1970s with "more than 5,000 muscle movements" linked to how they reveal your emotions. 

A single frame of a person's face can be used to extract 90,000 data points from "abstract patterns of light to tiny muscle movements, which get sorted by emotional categories."

With databases of billions of expressions from millions of faces in scores of countries around the world, the software works across ethnically diverse groups. 

Emotion-detection has a myriad of applications from national security surveillance and interrogation to in-store product marketing and generally gauging advertising effectiveness, to helping professionals from teachers to motivational speakers, executives, and even politicians hold people's attention and improve their messaging.

Then imagine very personal uses such as the software being used to evaluate job applicants or to tell if a spouse is lying about an affair...where does it end?

Of course, there are serious privacy issues in reading people's faces unbeknownst to or unwanted by them as well as possibilities for false positives, so that people's feelings are wrongly pegged or interpreted. 

In the end, unless you wear a physical mask or can spiritually transcend yourself above it all, we can see you and soon we will know not just what you are feeling, but also what you are thinking as well...it's coming. ;-)

Like A Rock Star

It's funny that people derive so much of their self esteem from others. 

If someone says something nice to/about them, then they feel on top of the world--full of worth, productive, successful, confident.

And when someone says something negative, then they get down in the dumps--depreciated, questioning, can't do anything right, like a failure.

Yet, it the same person inside--the same heart, the same soul.

Of course, we are impacted by our behavior (when we do good and not) and people's reactions to it--and we should be--it's a helpful feedback mechanism to let us know when we are messing up or as reinforcement to continue doing good things. 

But at the same time, people's feedback is not always correct or well-intentioned and certainly it doesn't necessarily represent holistically who we are...it's just a snapshot in time. 

So we need to take what people say and reflect back to us with a grain of salt--listen, try to understand, but also look at the bigger picture of you. 

You know yourself better than anyone else, so incorporate the feedback and use it to improve, but don't get bogged down by any person, event, or cheap talk.  

Yes, you can be a rock star, by reflecting from what others tell you, but more importantly by listening to that voice inside that guides you. ;-)

Free Behind Bars

Fascinating piece in the Wall Street Journal about going to mock prison to get away from the stresses of life.

Ok, so you know your working too hard, when your only escape is to lock yourself up and throw away the key for a few days. 

In South Korea, where they work 18% more than on average (2090 hours per year vs. 1765)--their is a great need to get away from it all.

There where life satisfaction rates a 4.3 out of 10, which is 34% lower than the average (of 6.6), putting yourself in prison is a quality of life thing. 

A two-night stay in the makeshift prison for extreme relaxation costs $146--and there you can meditate to your hearts delight. 

You can also attend "spiritual classes" and participate in "healing plays."

Normally smartphones wouldn't be allowed, but people freak out without them, so they get to check them once a day while on the inside. 

Being locked behind bars is a punishment in most places, but here its time to think, reflect, and get back to yourself--most of all you don't have to go to work on those days. 

It's funny, but one of the hardest things is generally for people just to stop and think--really stop and think--it's much easier to drown ourselves in endless activity and never have to deal with what's going on inside.

When we stop to let our thoughts catch up, to deal with our anxieties and fears, to confront ourselves and all the mistakes we make, and to let ourselves feel what can be an tidal wave of pent up feelings--that is a freedom that few can bear to make. ;-)

Lessons Learned From My Family By Rebecca Blumenthal


This is a moving interview with Rebecca Blumenthal.

She came to me this afternoon, spontaneously, to tell me some meaningful lessons she had gathered from some of the special members of her family.

Immediately after I heard a few of the things she had to say, I asked her if she would mind me capturing these beautiful sentiments on this short video.

I was very moved by her sincerity and thoughtfulness, and it gave me pause in my own life to appreciate these things anew from the people who have been so important in my life as well.

Six Dimensions of Personal Health

There was a wonderful interview in the Washington Post with leadership expert, Bob Rosen. 

One of the things that Rosen says is that there are six dimensions of personal and professional health that are vital to leadership.


These six dimensions of the person can also be associated with one's own personal architecture to ensure continuous health and maturity in each of these areas. 

I have taken these and created with my own photos, a little graphic to remind me of them. 


The six dimensions (with my definitions) are:

  1. Spiritual - Serving G-d and doing what is right.
  2. Emotional - Your feelings and ability to manage your state of mind, especially in trying situations.
  3. Social - Interacting with other people in loving, caring, and sharing ways.
  4. Physical - Taking care of your body through good nutrition, exercise, and healthcare.
  5. Professional - Working and contributing to the world by serving a purposeful mission.
  6. Intellectual - Learning and growing mentally by gaining knowledge and the ability to apply it.

I like how each of these is a a distinct contributing element of one's overall health, but also come together to form a coherent whole of human health. 

When all six dimensions are in good health, then a person has the foundations to live and excel. 


However, when one or more elements are not being properly taken care of or are out of balance with the others, then a person will not have the ability to maintain or advance themselves.  


Self-awareness and a commitment to doing your best in all six areas will help you grow as a person and leader. 


Together, these six areas can be associated with one's own personal architecture, whereby one plans and strives for health and maturity in each of them over time.

Listening Beyond The Superficial

"I know you hear me, but are you listening to me?"

That's something one of my teachers used to say to the class back in yeshiva day school. 

The New York Times reports on a company that is pioneering the study of "Emotional Analytics."

Beyond Verbal is helping to "reach beyond the verbal" and listen for mood, attitude, and personality of the speaker. 

The point is that if you listen carefully, you can decode a person's mood--almost like a "human emotional genome."

Beyond Verbal can already identify "400 variations" of emotions not based on the words chosen, but rather based on the tone and frequency of use. 

For example, is the person telling you over and over again about a products problems--and are they getting annoyed that you aren't getting it!

Through a speech analytics engine that examines patterns of verbal use, we can classify whether a person is dissatisfied, escalating, and so on.

This can be extremely useful, for example, in call centers that service (perhaps some irate) customers.

Also, speech analytics could help us with uncovering deception from terrorists or moles in the government by detecting threatening or nervous emotions that the subjects are trying to hide. 

Potentially, this software could be helpful in our personal lives as well in terms of identifying the context and providing the E.I. (emotional intelligence) to understand what a person is r-e-a-l-l-y saying to us, rather than just perhaps the superficial words themselves. 

If we can not only hear someone else, but listen better and perceive more precisely what they are trying to tell us and what they are feeling, then we can problem-solve and resolve situations better and more quickly.

Software like this could definitely help keep me out of the doghouse at home. ;-)

Recognition Inspires

Thought this was really nice at Starbucks. 

A place to show respect and recognize your colleagues. 

How often to we take others for granted for what they do--oh, it's their job or as one boss used to say coldy and harshly that their employees' recognition is that they get a paycheck every 2 weeks!

But people are not machines--they have feeelings, they need to be motivated, inspired, and appreciated. 

And recognition doesn't just come from the chain of command, but from peers, customers, and other stakeholders. 

We can do a good deed simply be recognizing the hardwork that people make on our behalf, for the customer, or the organization more broadly. 

Taking people for granted is the easy way out.

But saying a genuine thank you and placing a card of recognition in the pocket of the posterboard or otherwise showing your appreciation with an award, a letter of gratitude, or telling people they "did good"--takes an extra effort, but one definitely worth it! ;-)

Even The Buildings Smile

Soon we will end the weekend and move into the next workweek.

As a kid, I remember people calling it "Blue Monday"--presumably because of the feelings people had going back to work.

I know some people that don't even like to go out on Sunday evening at all, because of the anxiety they feel about the upcoming week.

But I thought this was a great photo that my daughter took to express the weekend joy and good feelings and the importance of carrying these forward throughout the whole week. 

Someone actually drew this smiley face on the side of the building!

When my other daughter, Minna, asked my mom in the nursing home today for some words of wisdom, she reminded us all that "the years go by all too quickly!"

In her words, I understood that the main thing is to find meaning and purpose, give more than you take, and remember to count your blessings every day. ;-)

Simple Sticks Showing Complex Feelings


I came across these funny YouTube videos (beware though a little racy) with millions of views.

They are done using stick figures (or the more provocative term the creators use).

The focus is on 2 friends--"Red" and "Blue" and their interactions with other varied colored figures.

I think the stick figures are a brilliant way to tell about them and their exploits, so that you focus on their inner characters and their message and not on their superficial body looks.

Also, the notion of "color" for the different people is one hand a easy way to differentiate them, but also seems to have implications for the varied cultures and colors of people throughout the world.

Apparently, there is a YouTube Channel with a whole series of these 2 minute + skits, and now I understand that this stick figure theme is being made into a full length movie.

What I like about these is the simplicity of using these colorful stick figure characters to show life's ups and downs, relationships, and feelings in a very direct straightforward (and also raw) way.

Sort of like seeing and experiencing the complexities of life boiled down in simple and unfiltered way.

While 2 minutes is entertaining, I think 2 hours of this "in your face" would have me wanting to throw these sticks in a great big bon fire, yep. ;-)

Don't Stampede On Others' Feelings

I took this picture of a cow stampede when hiking in the mountains. 

The cows first came up to us all friendly and then after staying for a little bit, decided to bolt off across the open field.

Together--it was like a mini stampede. 

It reminded me of a situation recently, where I felt bad that I had stampeded (albeit inadvertently) on someone's feelings.

We received a delivery--actually a new couch (the other one we were replacing was really uncomfortable and it was high time to go). 

At one point, I was taken a little aback when the delivery man asked me, admiring it--"How much was it?"

Not wanting to really say specifically, I just said nonchalantly, "Oh, not so much."

But the man pressed on and said, "No really, how much was it?"

I was a little uncomfortable, but I figured he's just making conversation, and honestly it wasn't extravagant  so I say in a round figure what it was. 

Then I see his face go dark, and I realized what had accidentally happened.

It was perhaps a bit much for this nice man (although I really don't know his situation, but just his facial expression).

Anyway, I felt terrible and proceeded to say something light and then we chatted for a little bit. 

I think it is important to feel for all people--trying to make the best with what G-d provides and deal with everyday tests and challenges.

We are all people--and at any moment--what befalls one, can befall anyone, so we must be grateful for each and every blessing, for however long G-d grants it. ;-)

Savor Every Moment


This is an awesome slow motion video from Gizmodo.

It is taken with a Phantom Flex4k camera at 1000 frames per second and high resolution 4096 x 2160.

This camera can capture "explosions, crashes, and other split-second events" in amazing detail and costs over $100,000, but in a sense it is a small price to pay for what the value of what you can get from it. 

When I watched this video of the firefighters going into action, I felt as if I was really there experiencing the true heat of the fire, the thick smell of the smoke, the fear of what lay in the dark and burning building, and the human determination for everyone working together to put it out and save lives. 

This made me think about how in rushing around all the time to do everything that others expect of us and that we expect of ourselves that we often aren't fully in touch with the moment. 

It's more like we are just trying to get through it while everything is passing us by, and we are in a disconnected fugue state.

I imagine that at the end of life, we look back at the many moments that we don't fully remember, experienced in just a cold and hurried manner, and that we never got to really feel or savor

If only we had been in the moment, maybe we would have listened to others better, been more empathetic, less judging and critical, and said and done the right things more often. 

Being in the moment would enable us to more fully experience it, remember it, learn from it, grow with it, be together in it--and really be alive (and not a bunch of Walking Dead zombies half the time)!

This video is an eye-opener and wake up call to slow down, experience, and feel life, rather than have it just pass us so quickly and shallowly by. ;-)

What does SpongeBob mean to you?

I thought this was funny--thinking what if people actually looked like this? 

Hey, they actually look better then some people I know. :-)

No, all kidding aside, the creations of our imagination are sometimes scary and other times funny. 

Like what if people walked around like flesh-eating zombies or if they were indeed square with bright yellow faces. 

It's interesting to see what we come up with--how zany it can be--and how it provokes us into ever new territory to explore our fears, drives and sense of being alive.  ;-)

Feeling Groovy

It was interesting, I was reading about how humans have six universal emotions.

These emotions are considered largely involuntary responses to stimuli, and they are:
  • Anger
  • Happiness
  • Fear
  • Sadness
  • Disgust
  • Surprise
As I thought about these out of the six emotions, only happiness is the straight out good one. Hey, who doesn't want to be happy (maybe only an ascetic, but that's because they parodoxically get a type of happiness out of being unhappy)? 

Then, I thought about surprise and that is sort of a toss up--it can be a good surprise or a bad one. Most of the time, people don't like surprises and would rather have an element of control over what is coming, when, and how. So I would throw surprises in the you can keep it pile. 

And while the other four emotions--anger, fear, sadness, and disgust--may be helpful at times (in protecting us physically and emotionally), they all have negative connotations and implications. 

Anger usually means someone has hurt or slighted us. Fear impies that that there is something dangerous or scary to be feared out there. Sadness is the opposite of happiness, so it's a non-starter. And disgust is attributed to something vile or revolting and is usually something we want to get away from as quickly as possible. 

So, six primary human emotions and only one--happiness--makes us feel--happy!

Thinking about emotions as colors, we can feel blue (sad) or fiery red (anger), what about green (with envy)?  Uh, wonder why this emotion was missing from the list, but I would add it as number seven for universal emotions. 

Unfortunately, envy means we feel less than or jealous of the next person, so this is another one that doesn't make us feel very good. 

Maybe then expectations for how much happiness in life we should or can have should be tempered knowling there are six others to keep us busy and feeling--other things. ;-)

From Coworker to Killer

People are people, but there are some who walk a fine and dangerous line. 

Some are stable, rational people--those, that we hope we can depend on. 

Others are prime time wack jobs--they are not "safe" and everyone knows to beware of them.

Finally, there are those who are like firecrackers, one step away from explosion--and these can pose a nasty surprise. 

These last two perhaps invoke the fear of someone in the workplace "going postal"--a reference to the 1986 killing by a postal worker of 14 people and then himself. 

In light of the workplace shooting this week in front the Empire State Building, Newsweek (3 September 2012) asks "How to Spot a Workplace Crazy?"

Their default answer--see the Department of Homeland Security's Active Shooter Booklet, which includes a list of 16 "indicators of potential violence by an employee" (page 10) from addiction to depression, over reactions to mood swings, unprovoked rage to paranoia, and more. 

Perhaps, their more genuine answer is that anybody can be the next workplace shooter--and that it is hard to really tell what demons lay in wait inside a person's head or heart or what can set them off.  

They reference  the book, Going Postal: Rage, Murder, and Rebellion, which states: "it can be anybody who's getting completely screwed in the workplace--so that's most workers in this country." 

When people feel a "perceived injustice" or they are "grievance collectors"--harboring hurt and anger at their mistreatment day-in and -out, they may be one step away from dangerous. 

As leaders and managers, we cannot control for everything that people feel or for all their personal struggles and life's circumstances, but we can do our best to treat others fairly, with compassion, to listen to them, and try to accomodate genuine needs.  

I was reminded of this again, recently, when I went with my daughter to a car dealership.  At one point in negotiating for a new automobile, I asked a question about the current odometer reading.  

The Manager yells over to a worker and tells him harshly to get on it and quickly.  It wasn't what he said per se, but how he said it--ordering his subordinate around like a thing, not like a person.  

My daughter turns to me and she is clearly uncomfortable with what she saw.  I asked her about it.  And she whispers to me, "Did you see how they treated the worker? It's not right." 

I couldn't agree with her more. And when the man came back with the information--we thanked him so much for helping us and told him what a good job he was doing getting everything ready--the paperwork and the vehicle.  

Is he going to "go postal" today, tomorrow, or never...I don't know--he seemed nice enough, but if people get pushed too far and their mental state is frayed, anything is possible, and we shouldn't tempt fate--more importantly, we should treat everyone with respect and dignity.

Changing Regrets Into Fulfillment

The Guardian (1 February 2012) published an important article called "The Top Five Regrets of the Dying."

The items mentioned were compiled by a palliative nurse caring for patients at end of life. 

The list is a wake up call for many of us who work hard, but in the process perhaps forget the most important aspects of life are the people we love and the pursuit of opportunities to really be ourselves and achieve our purpose.  

Here is the list of top 5 things you can do different in your life before it passes you by:

1. Be your true self--"I wish I'd had the courage to live a life true to myself, not the life others expected of me." 

- Ask yourself what are your dreams and how can you make them happen!

2. Work less--"I wish I hadn't worked so hard." 

- Ask yourself are you living to work or working to live? 

3. Express yourself--"I wish I'd had the courage to express my feelings."

- Ask yourself if you've told significant others how you really feel and genuinely worked things out with them.

4. Maintain relationships--"I wish I had stayed in touch with my friends"

- Ask yourself have you been generous with your time, emotions, and material things with family, friends, and others important to you?

5. Seek out opportunities for happiness--"I wish that I had let myself be happier."

- Ask yourself what does happiness even really mean to you and how can you find it amidst the daily grind.

Life is always too short and everyone makes mistakes and has regrets--that's part of being human, learning, and growing. 

But if we can get our priorities straights and set clear goals, perhaps we can leave the world with less bitterness and more fulfillment in lives granted and well spent.

Machine, Checkmate.

It’s the eternal battle of Man vs. Machine—our biggest fear and greatest hope—which is ultimately superior?

On one hand, we are afraid of being overtaken by the very technology we build, and simultaneously, we are hopeful at what ailments technology can cure and what it can help us achieve.

In spite of our hopes and fears, the overarching question is can we construct computers that will in fact surpass our own distinct human capabilities?

This week IBM’s Supercomputer Watson will face off against two of the all-time-greatest players, Ken Jennings and Brad Rutter in a game of Jeopardy—at stake is $1.5 million in prize money.

Will we see a repeat of technology defeating humankind as happened in 1997, when IBM’s Supercomputer at the time, Deep Blue, beat Garry Kasparov, world-champion, in chess?

While losing some games—whether chess or Jeopardy—is perhaps disheartening to people and their mental acuity; does it really take away from who we are as human beings and what makes us “special” and not mere machines?

For decades, a machine’s ability to act “more human” than a person has been testing the ever-thinning divide between man and machine.

An article in The Atlantic (March 2011) called Mind vs. Machine exposes the race to build computers that can think and communicate like people.

The goal is to use artificial intelligence in machines to rival real intelligence in humans and to fool a panel of judges at the annual meeting for the Loebner Prize and pass the Turing test.

Alan Turing in his 1950’s paper “Computing Machinery and Intelligence” asked whether machines can think? He posited that if a judge could not tell machine from human in text-only communication (to mask the difference in sounds being machines and humans), then the machine was said to win!

Turing predicted that by the year 2000, computers would be able to fool 30% of human judges after five minutes of conversations.” While this has not happened, it has come close (missing by only one deception) in 2008 with an AI program called Elbot.

Frankly, it is hard for me to really imagine computers that can talk with feelings and expressiveness—based on memories, tragedies, victories, hopes, and fears—the way people do.

Nevertheless, computer programs going back to the Eliza program in 1964 have proven very sophisticated and adept as passing for human, so much so that “The Journal of Nervous and Mental Disease" in 1966 said of Eliza that: “several hundred patients an hour could be handled by a computer system designed for this purpose.” Imagine that a computer was proposed functioning as a psychotherapist already 45 years ago!

I understand that Ray Kurzweil has put his money on IBM’s Watson for the Jeopardy match this week, and that certainly is in alignment with his vision of “The Singularity” where machines overtake humans in an exponentially accelerating advancement of technology toward “massive ultra-intelligence.”

Regardless of who wins Jeopardy this week—man or machine—and when computers finally achieve the breakthrough Turing test, I still see humans as distinct from machines, not in their intellectual or physical capabilities, but ultimately in the moral (or some would call it religious) conscience that we carry in each one of us. This is our ability to choose right from wrong—and sometimes to choose poorly.

I remember learning in Jewish Day School (“Yeshiva”) that humans are a combination—half “animal” and half “soul”. The animal part of us lusts after all the is pleasurable, at virtually any cost, but the soul part of us is the spark of the divine that enables us to choose to be more—to do what’s right, despite our animal cravings.

I don’t know of any computer, super or not, that can struggle between pleasure and pain and right and wrong, and seek to grow beyond it’s own mere mortality through conscious acts of selflessness and self-sacrifice.

Even though in our “daily grind,” people may tend to act as automatons, going through the day-to-day motions virtually by rote, it is important to rise above the machine aspect of our lives, take the “bigger picture” view and move our lives towards some goals and objectives that we can ultimately be proud of.

When we look back on our lives, it’s not how successful we became, how much money and material “things” we accumulated—these are the computerized aspects of our lives that we sport. Rather, it’s the good we do for our others that will stay behind long after we are gone. So whether the computer has a bigger database, faster processor, and better analytics—good for it—in the end, it has nothing on us humans.

Man or machine—I say machine, checkmate!

Customer Service Design

I really liked the article in MIT Sloan Management Review (Fall 2010) called “Designing the Soft Side of Customer Service” by Dasu and Chase.

The authors write: “Even in the most mundane [customer] encounters, emotions are lurking under the surface. Your job is to make those feelings positive.”

Wow! That is a pretty powerful statement.

Think about it. How often do you genuinely deliver on that positive experience for your customers versus how often do they come away feeling slighted, taken advantage of, maybe even cheated of the service they know they deserve.

Sometimes of course, there are justifiable reasons why we can’t make a customer happy—maybe the customer is simply being unreasonable or is a knucklehead or maybe even some sort of nutcase. We have to use good judgment when it comes to this.

But often there are other problems that are getting in the way of us delivering on that positive customer experience:

Problem #1: We get caught up in the policies, processes, personalities, and politics of a situation, rather than focusing on the customer and their satisfaction. We forget who our real customers are.

Problem #2: We don’t think like the customer. We don’t genuinely listen to the customer or try to understand where they are coming from or what they even want. We are too busy talking the “company line,” playing defense, or taking an adversarial role. We don’t put ourselves in the other person’s shoes, not even for a minute.

Problem #3: We often don’t put the customer first; we put ourselves first. We are more concerned with not making a mistake, getting into trouble, or maybe don’t want to even work “that hard.” In general, we should, but don’t go the extra mile for the customer, let along deliver on first mile.

The MIT article tells us that we can improve customer experiences by designing-in how we manage the customer’s emotions, trust, and need for control (ETCs), as follows:

  • Emotions—have empathy for customers and generate thoughtful interactions that limit negative customer emotions and accentuate positive ones, so that the customer comes away feeling joy, thrill, happiness rather than anger, anxiety and stress.
  • Trust—provide consistent performance, a high-level of engagement and follow-up, and clear and open communication. These contribute to building an enduring relationship.
  • Control—provide customers with ample information, so they feel “cognitive control” over what is happening to them, and provide customers with the ability to make significant service delivery decisions, so they experience “behavioral control.”

Designing for positive customer ETCs experiences will go a long way to resolving the problems of poor customer service, where we know and stay focused on who our customers are, can think as they do, and seriously deliver on their needs the way you would want your customer needs addressed.

I suppose if I have to sum it up in a couple of words, it’s about being professionally selfless and not selfish in all our customer interactions.

It takes some maturity to get there, but I think it’s why we are here to serve.

The Humanization of Computers

The Wall Street Journal recently reviewed (Sept. 10, 2010) “The Man Who Lied to His Laptop,” by Clifford Nass.

The book examines human-computer interactions in order to “teach us about human relationships.”

The reviewer, David Robinson, sums up with a question about computers (and relationships): “do we really think it’s just a machine?”

Answer: “A new field of research says no. The CASA paradigm-short for ‘computers as social actors’—takes its starting point the observation that although we deny that we interact with a computer as we would with a human being, many of us actually do.”

The book review sums up human-computer interaction, as follows:

Our brains can't fundamentally distinguish between interacting with people and interacting with devices. We will ‘protect’ a computer's feelings, feel flattered by a brown-nosing piece of software, and even do favors for technology that has been "nice" to us. All without even realizing it.”

Some interesting examples of how we treat computers like people:

- Having a heart for your computer: People in studies giving feedback on computer software have shown themselves to “be afraid to offend the machine” if they are using their own computers for the evaluation rather than a separate ‘evaluation computer.’

- Sexualizing your computer: People sexualize computer voices lauding a male sounding tutor voice as better at teaching ‘technical subjects,’ and a female sounding voice as better at teaching ‘love and relationship’ material.

- A little empathy from your computer goes a long way: People are more forthcoming in typing messages about their own mistakes “if the computer first ‘apologizes’ for crashing so often.”

It seems to me that attributing human attributes (feelings, sexuality, and camaraderie) to an inanimate object like a computer is a social ill that we should all be concerned about.

Sure, we all spend a lot of time going back and forth between our physical realities, virtual realities, and now augmented realities, but in the process we seem to be losing perspective of what is real and what is not.

Perhaps to too many people, their computers have become their best friends, closest allies, and likely the biggest time hog of everything they do. They are:

- Doing their work at arms length from computers rather than seriously working together with other people to solve large and complex problems facing us all.

- Interacting virtually on social networks rather than with friends in real life, and similarly gaming online rather than meeting at the ballpark for some swings at the bat.

- Blogging and tweeting their thoughts and feelings on their keyboards and screens, rather than with loved ones who care and really want to share.

We have taken shelter behind our computers and to some extent are in love with our computers—both of these are hugely problematic. Computers are tools and not hideaways or surrogate lovers!

Of course, the risk of treating computers as people is that we in turn treat people as inanimate computers—or maybe we already have?

This is a dangerous game of mistaken reality we are playing.
